This is the main portal of the WFM interface used by forecasters and schedulers.
The menu across the bottom not only shows all the modules, but actually reflects the way they interact with each other, since the People, Forecasts and Shifts module feed in to the Schedules module. The Schedules module is where schedules are produced. The Intraday module is used to make changes to the schedule “on the fly”, the reports module is used for reporting on agent and forecast performance.
The menu on the LHS shows the various types of interactions that are forecast on the system while the main panel shows progress in preparing forecasts related to one specific skill.
Screenshot 22
The first stage in forecasting is data validation. The system brings in historical data from the ACD through the connector. This data is used to make templates showing average values for 15 minute periods, days, weeks and months. To make these templates useful, unusual events, such as the spike in calls shown in November on the screen have to be removed from the data.
Screenshot 27
The overall trend shows that call volumes are slightly increasing. This can be manually adjusted where some external factor is likely to change things. (This is highly likely, since this external factor may be one of the motivations for the customers buying WFM in the first place.)
Screenshot 28
This is the long term forecast which will form the basis of the detailed forecasts used to produce the schedule.
NOTE:
Verint cannot do long terms forecasts, which means its short terms forecasts are based on limited data which may affect their reliability.
Screenshot 29
WFM’s forecasting includes the preparation of intraday templates, where data is mined to produce average patterns of customers’ call volumes in 15 minute intervals.

Once the schedule has been created, it is then published and saved so that all users can see the schedule.
This is the report shown on excel – it shows forecast call volumes v actual call volumes, forecast AHT v actual AHT and, out of site, forecast ACW v actual ACW
Screenshot 33.504
Service Level: This report shows how many calls each day were answered within the SL, answered after the SL or abandoned. This tells us if the schedulers got the staffing levels right.
This compares the scheduled KPIs vs the real KPIs for one or more teams. In this case, there were more ready hours in reality than scheduled, but the number of calls per actual ready hour were fewer than the number of calls per scheduled ready hour – so there was an issue with the scheduling.

28% higher agent utilization; 60%*1.28=76.8%
The number of hours worked with a utilisation of 60% in a 100 agent scenario is 100 agents *40 hours a week* 60% = 2,400 hours
A customer with 100 agents *40 hours per week *76.8% utilisation= 3,072 hours of customer time a week.
With a salary cost of 300 Kč/h = 300 * (3,072 - 2,400) = 300 * 672 = 200.000 Kč za týden
