ABB faces issues managing its key account with Caterpillar including unclear roles between the GAM and BUs, lack of coordination and focus on relationships. To address this, the document recommends that ABB 1) implement a Global Customer Management program to better coordinate management of the Caterpillar account globally, and 2) adopt a network-oriented perspective led by the GAM to foster joint value creation through collaboration with Caterpillar.

Key or strategic accounts are your most important clients. Not only are they your most important clients; they are also the ones that are at most risk of being wooed by your competition. For most companies, reducing prices to compete has become a staple sales strategy. However, this strategy seriously threatens the survival of the organization. This is why managing and developing key accounts is an essential skill to have, if we want to stay ahead of the competition!
We have to realize that, in today’s market place, price alone does not determine sales or profitability. It is essential for you to be able to differentiate yourself and your products and services in order to survive it this cut-throat environment. If you can’t compel, you won’t sell. If you can’t maintain your influence over your key clients, you may as well kiss them goodbye.
Our Knowledge Asia’s “Dynamic Key Accounts Management” training course will help you develop strategic account management techniques that ensure not only the protection of your existing clients from competitive attack, but, more significantly, build long and sustainable relationships resulting in excellent customer retention, improved sales, increasing margins and ongoing customer loyalty

What are the main issues described in the case?
The chief issue described in the case is that of the cyclical nature that the Caterpillar Company is currently facing. The issue is as a result of sudden swings, which include both the upswings as well as downswings both of which have distinct effects to the entire organization. When the demand of the products and services produced by Caterpillar booms up, it has been realised that no one within the entire company, including the management can be able to put up with that particular demand. In this case it means that the company will be able to sell most of its products at the required prices and gain profits as planned, but in the long run, some customers of the company may end up lacking these products since the demand at that particular time is high.
Again, during the periods of downswing whereby the productions of goods and services within Caterpillar Company remains constant or is increased it has been noted that the demand of these goods reduces by a larger percentage, which in the long run affects the company very negatively. Most downswings as seen from the history of the company have a number of adverse implications to the company; for instance, a very large number of workers are relieved off from their jobs and therefore leaving them as unemployed. The company is also at the verge of handling great losses since a big percentage of products they have produced during the downswing period will not be bought.
Other main issues described in this case are various strategies in which Caterpillar Company is actually apply in order to deal with these adverse effects caused by both the upswing and downswing. One such strategy applied by Caterpillar is the refurbishing of used equipment, rather than the production and construction of other new equipment to be used by the consumers of their products.
List and describe the main principles of management involved in the case
One major principle of management in which that has been applied in the operation of this company is the initiative taking. The management was able to foresee that coming up with totally new products will always have adverse negative effects with great severity during the downswing period. Instead, the company has taken an initiative by coming up with an alternative way in which they actually deal with the refurbishing of the used products. As stated from the case, this shift has enabled the company to enjoy more profits in comparison to the periods when the company had not employed the idea of refurbishing the used equipment.
Another key principle used in the case is the subordination of individual interest, which is always done for the benefit of the company, rather than the benefits of few individuals. Thi ...

Identify Caterpillar Inc.’s short-term versus long-term goals.
For over eighty-five years, Caterpillar Company has been making possible progress and steering sustainable and productive change on all continents. With 2018 revenue and sales of approximately $54.7 billion, an increase from 2017 sales and revenue of approximately $45.5 billion, the Company is among the world’s leading producer of mining and construction equipment, natural gas and diesel, and industrial gas turbines (Caterpillar.com). Caterpillar is also a prominent services provider through Caterpillar Logistics, Caterpillar Financial Services, Progress Rail Services, and Caterpillar Re-manufacturing Services.
The Company has established aspirational short-term and long-term goals for its product and operations stewardship. These goals will enable the company to lead the industry to a more sustainable and brighter future. The company’s short-term goal is to concentrate on efficiency improvements (Souder et al., 2017). These efforts will contribute to the company’s year-over-year performance improvements. On the other hand, the company’s long-term goals include: delivering greater results, developing and nurturing the best team, and becoming the universal leader in all places it conducts its business
Evaluate how mergers and acquisitions in the past 5 years have contributed to Caterpillar Inc.’s performance.
In today’s world, companies are bound to compete to stay on top. However, there are certain companies that are more successful and prosperous than others. These companies grab any opportunity that comes their way to stay ahead of others. These opportunities include merging with or acquiring other companies (Riepina et al., 2018). Just like other companies, Caterpillar has acquired several companies. Caterpillar Inc. has acquired approximately 35 entities, including 3 in the past five years. In 2015, CAT announced its acquisition of ESRG Technologies Group, a data analytics developer and vessel monitoring within the marine industry. ESRG has offered remote monitoring and data analysis technology for assets in the naval defence and marine sectors since its initiation in 2000. Similarly, in 2016, Caterpillar Oil and Gas division acquired Kemper Valve and Fittings Corp. Kemper Valve & Fittings Corp has been producing low and high pressure pipe unions and other related products. In 2017, CAT acquired Yard Club, a corporation created to make more effective use of construction and other heavy machines.
All these acquisitions have contributed largely to CAT’s performance. The acquisitions have enabled the entity to enjoy economies of scale, hence decreasing its operational costs. Acquisitions have also enabled the corporation to have an easy entry in international markets. It has also enabled the corporation to have a competitive advan ...
The temptation of integrating a new opportunityShridhar Lolla
Good times or bad times, there is a tendency to jump at every opportunity without doing full justice to a big enough business in hand. Often organizations try to diversify or open up a link to vertical integration at the first sign of constraint in the current business, only to face bad consequences. Diversification, expansion and vertical integrations require tremendous time, energy and resources of the organization, and should not be done as a knee jerk reaction; the least is expected when the existing business is not fully exploited. Here is a case study based on observed phenomena across industries, be it capital goods, pharmaceuticals, software development, paper industry etc.
Integrating CA Project & Portfolio Management (CA PPM) to an agile management application is a growing need throughout the PPM community. Whether you are using Rally, Version One or, even, Jira, the needs are the same: to gain a unified perspective on resources, projects and budgets. Attendees in this course will learn about CA PPM agile integrations and how to gain visibility across the organization.

3. Disconnectwith Customer: AlthoughABBisprovidingsuperior quality product but they are
not engaged properly with the customers.
Threat
1. Overdependence on Caterpillar: For the turbochargers business, 30% of the total volume
produced by ABB is consumed by Caterpillar. This increases the risk of the business.
2. Caterpillar developing their own Turbochargers: Air system group of Caterpillar is
developing its own turbochargers designs. This has created lot of conflict between ABB and
Caterpillar. Also Intellectual Property (IP) matters have been raised.
3. Big Accountat the Verge of MovingOut: Caterpillarisone of the biggest accounts for ABB.
Due to this disconnect created by ABB, Caterpillar started looking for the replacing ABB as a
supplier.
Opportunity
1. Clearly Define and Integrate GAM Role with BU: ABB is facing lot of friction because of
unclearroles andresponsibilities.Itultimatelyreducesthe efficiency of ABB. Integrating GAM
role withBU increasesthe efficiencyof ABBasa whole andstrengthensitspositionin market.
2. Steering Committee Headed by Paul:Dan Ahren (GAM) hasdeveloped goodchemistrywith
Paul. Now ABB can work in close coordination with Steering committee to increase the
engagement with Caterpillar and repair the earlier damage.
Customer Analysis

Key Issues
Initially individual BUs were responsible for dealing with the account and took care of the
requirements of the customers, but these units weren’t ready to accept the direct
involvement of the GAMin the key decisions making concerning those accounts.

customer’s expectations. They were not valuing the importance of building a value
relationship with the customer.
Nonfamiliarityof the changestakingplace inthe organizationamongstthe variousBusiness
Units. There was clearlack of communicationbetweenthe management and the Units. This
was visiblefromthe factthat the Units resistedthe GAM’smakinganynew decisionsfor the

trust and Coordination within the BU’s and the GAM’s on key accounts.
Managementnegligence intryingtobuildrelationshipandflexibility between the units and
the GAM’s. Managementhad to make sure that both these parties understand clearly each
other’s roles and responsibilities and support each other in building a strong clientele
Lack of transparency from the customer’s side in not informing key plans and internal
building up of similar designing for the Turbochargers.
Lack of understanding of the customer-supplier relationship, their structure, culture and
business practices with no emphasis on customer relationship management.
Lack of effortinstrengtheningthe relationshipwiththe customer. The customer(Caterpillar)
as well asthe supplier(ABB) bothlookdisengagedandtherefore there hastobe a bridge for
bothof themto communicate clearly, tryandsolve critical issuestogether, understand each

benefits them in the long run.
Lack of trainingof the existing BUmembersandinstillinginthemthe importance of working
together as one unit with the GAM’s for the overall interest of the company.
Lack of flexibility and transparency in the culture of the company in dealing with key
customers like Caterpillar.
Strategic Options
In today’s tough global competition, companies in B2B Markets need to rethink the way they
manage theircustomerportfolio and interact with their customers. Customer-centric leadership is
required to manage strategic customers as assets. Different strategies can be adopted for asset
management based on its scope and depth and on value creation and risk management.
Few Strategic Options are:
Fulfil All Customer Demands
Mend strained ties with Caterpillar by fulfilling their demands of better delivery support and
enhanced collaboration.

Steering Committee
Create a steeringcommitteecomprisingof ABBandCaterpillar’sdecisionmakingexecutives to work
on issues in a systematic manner. The focus should be on negotiating on the points of contention
rather than accepting whatever they need.
Customer Asset Management
The customer asset management perspectives are:
Relationship-Oriented Perspective

Network-Oriented Perspective
Network-Oriented Perspective defines, explores and creates value within the supplier-customer
ecosystem. ABB Managers should act as “Intrapreneur” who orchestrates value creation and risk
reduction.
Recommendations and Justification
Implement Global Customer Management (GCM) Program
There is clear lack of co-ordination between the GAM and the Business Unit team of ABB. The BU
doesn’twantGAMto be interfering how to manage the key issues like prices and deliveries of the
Caterpillaraccount. Therefore toincrease the co-ordinationamong these teams internally and with
the clientCaterpillar, ABB should implement the Global Customer Management (GCM) program to
manage this account.

8. ABB and Caterpillar Key Account Management Case
B2B Marketing – Group 5 Page 7
ABB seemstohave aspiredtoimplementsome essence of GCMbecause the newlyappointedGroup
Account Manager (GAM) Dan Ahern is responsible for Caterpillar account globally rather than
regionallywhichwas the earlier norm. But clearly there are problems in the conceptualisation and
implementation of this change because the BU is not clear on the roles and responsibilities of the
newly created GAM position. Therefore our recommendation is that the program should be
implemented properly with serious commitment from top management.
Reasons to implement GCM:
Attracting,retainingandnurturingglobal customersisacomplex taskthat goeswell beyond
traditional customerrelationshipmanagementprograms(CRM)
A global clientmightrealize thatthere isservice variabilitybyasupplieracrossgeographic
boundarieswhichcanbecome asource of contention.
There mightbe price differencesbetweengeographiesforwhichthe suppliermightnothave a
justifiable reason.
The clientmightfeel the requirementforbetterdeliverysupportfromthe supplieranda
bettercoordinationwiththem.CreatingaGCMprogram will fosterthis relationshipandshow
the supplier’scommitmenttothe customer.
Research suggests that companies which implement GCMhave a significant improvement in their
customersatisfactionandrevenuesandincreasestheircompetitive position in their market. In this
particular case implementing GCM with proper corporate commitment, dedicated task force, full
time GAM’s and training programs supported by IT infrastructure will remove the ambiguity about
the GAMposition form the perspective of BU and increase their co-operation.
Network-Oriented Perspective to manage Key Customer Accounts
Dan should incorporate Network-oriented approach and gain the below advantages for ABB:
• Relationship – to form joint value creation with Caterpillar
• Economic– to devise measures tolower total costs, address hidden costs and value drivers
• Knowledge – to seek knowledge-based value that can be translated into high impact
activities in the network of ABB
• Leadership –to motivate andcoach cross-function,cross-unitandcross-geography teams of
ABB and help them understand roles and responsibilities of GAM
On implementingNetworkperspective approach,it can be leveraged by ABB with the help of three
key dimensions:
Mind-set – to drive value creation and risk management in co-creation business
relationshipsinclose collaborationwithinternal andexternal stakeholders of both ABB and
Caterpillar
Context – to specify responsibilities, key performance indicators, competences and
collaboration at ABB-Caterpillar interface
Competence – to possess skills like Relational, Commercial, Knowledge Management and
Leadership skills
