A actividade bancária encontra-se em fase de grandes transformações. Mantendo um papel central na vida económica das sociedades, o sector tem vindo a encarar desafios que o obrigam a repensar a sua organização tradicional. Assim, o aparecimento de novas soluções tecnológicas e alterações regulatórias importantes ao mesmo tempo que o ambiente concorrencial se intensifica levam os bancos a procederem a alterações na forma como se relacionam com os clientes.
Desde o início deste século, os bancos disponibilizam aos clientes um conjunto de ferramentas digitais que visam tratar de forma automática uma série de transacções antes efectuadas unicamente pelos gestores. Esta aparente “despersonalização" da relação bancária, pelo menos na vertente transaccional, coloca desafios a serem estudados no âmbito do marketing relacional. Este estudo, no entanto, visa perceber se é possível hierarquizar o gestor de cliente e a banca electrónica quanto à importância na retenção do cliente. Para tal, foram questionados clientes bancários em Portugal, de modo a tentar obter uma valorização relativa nos aspectos transaccionais e comerciais da relação. Questionou-se ainda quais os factores-chave para a fidelização do cliente ao seu banco preferencial.
Concluiu-se que as respostas são diferentes consoante o nível da relação em causa. Se é certo que os clientes valorizam a mobilidade para efectuarem as transacções do dia-a-dia, no momento de obterem aconselhamento financeiro procuram a ajuda de um gestor. Não foi possível, assim, determinar uma ordem de importância entre o gestor de cliente e a banca electrónica na fidelização do cliente bancário.
