3. A finales de 2011, Internet contaba con más de
2.000 millones de usuarios en todo el mundo,
interconectados un promedio de 18 horas
semanales a través de diversos dispositivos.
Numerosos estudios demuestran cómo los
stakeholders utilizan cada vez más Internet como
un nuevo canal para relacionarse con las empresas.
Se trata de un nuevo ecosistema informativo
donde los stakeholders están interconectados
de forma asimétrica y que multiplica el poder de
las opiniones de prescriptores y detractores.
El elevado volumen de información disponible,
la inmediatez de su difusión, la conectividad y la
interrelación de los contenidos son factores que
plantean importantes retos para la gestión de la
reputación de las empresas, entendida como el
conjunto de evaluaciones colectivas suscitadas por
una organización en el stakeholder que motivan
conductas capaces de generar valor. La reputación
es un sentimiento hacia una persona o institución
compuesto por cuatro vectores: admiración,
estima, confianza y respeto; que afectando las
actitudes y comportamientos favorables hacia una
empresa, y que por tanto crea y destruye valor.
En este contexto, Corporate Excellence - Centre
for Reputation Leadership considera muy oportuna
la aparición del Balance de Expresiones Online
(BEO), una herramienta que analiza de forma
rigurosa las expresiones en Internet y su impacto
en las dimensiones que configuran la reputación
corporativa. La herramienta ayuda a identificar
las principales áreas de riesgo reputacional para
las empresas, ofrece un mapa de los stakeholders
más activos en Internet y de los espacios a
considerar para desarrollar una estrategia de
posicionamiento en Internet: la red de tiempo
real Twitter, la red social Facebook, la red
multimedia Youtube y la red hipertextual Google.
Este estudio ha sido desarrollado por d+i Llorente
& Cuenca, el Centro de Ideas, Análisis y
Tendencias de Llorente & Cuenca, utilizando
el conocimiento desarrollado por Corporate
Excellence - Centre For Reputation Leadership
para la medición y gestión de la reputación
corporativa. Presentamos una primera entrega
“piloto” del monitor que de forma semestral
ofrecerá un seguimiento del posicionamiento
de las principales marcas corporativas en la
Red. Esperamos que esta herramienta ayude
a todas las empresas a entender el nuevo
ecosistema informativo que pasa por la gestión
de la influencia sobre un número creciente de
stakeholders interconectados tecnológicamente,
que esta herramienta les ayude a gestionar
su reputación corporativa y a crear valor.

In the end of 2011, there were more than
2,000 mn Internet users around the world
connected to the web for 18 hours per week
on average with the help of different devices.
Numerous studies show that stakeholders use
Internet as a new channel for building and
maintaining a relationship with companies.
It is a new information environment, where
stakeholders are asymmetrically interconnected
and where the opinions of influential authors
are becoming more and more powerful.
An increased volume of available information,
the immediacy of its spreading, the connectivity
and interrelation of the content are the factors
that can be considered challenges for corporate
reputation management understood as the
collective evaluations given by stakeholders
to an organisation that determine behaviours
capable of generating value. Reputation is a
sentiment towards a person or an institution that
combines four vectors: admiration, esteem, trust
and respect. These vectors affect the attitudes
and favourable behaviours towards a company
and by doing so create or destroy value.
In this context, Corporate Excellence – Centre
for Reputation Leadership appreciates the
development of the Analysis of Online Comments
(BEO), a tool that rigorously analyses comments
made on the Internet and their impact on the
dimensions that constitute corporate reputation.
The tool helps to identify the main areas of
reputational risk for companies and contributes
to creation of the stakeholders map, by providing
information about the stakeholders who are
active on the Internet and the spaces that can
be used for developing a positioning strategy on
the Internet: the real-time network Twitter, the
social network Facebook, the multimedia network
Youtube and the hypertextual network Google.
The study was held by d + i Llorente & Cuenca,
the Centre of Ideas, Analysis and Trends of
Llorente & Cuenca, using the knowledge
resources provided by Corporate Excellence –
Centre for Reputation Leadership for measuring
and managing corporate reputation. This is the
pilot report, which will be updated every six
months to follow the positioning of the biggest
corporate brands on the web. We hope that
this tool will help all companies to understand
the new information environment, which
implies management of influence exerted by the
growing number of stakeholders, interconnected
with the help of technologies. We hope that
this tool will help companies to manage their
corporate reputation and create value.

1. Muestra de Estudio
La muestra del estudio son las expresiones emitidas
en Internet por diversos públicos que pueden afectar
de forma significativa a la reputación corporativa
de las empresas de Corporate Excellence – Centre
for Reputation Leadership y sus principales
competidores. Concretamente, este estudio recoge
los resultados y conclusiones del análisis realizado
entre los días 14 y 28 de diciembre de 2011 de un
total de 32.768 URLs, 15.218 menciones, 41 marcas

The research is based on the sample of comments
made on the Internet by different members of
the public that may seriously affect corporate
reputation of the Corporate Excellence – Centre
for Reputation Leadership members and their
competitors. More specifically, this study presents
the results and conclusions of the analysis made

multimedia Youtube y la red hipertextual Google.
a) Universo:
Por la heterogeneidad de los mensajes analizados
y para poder utilizar elementos de normalización
coherentes, se ha dividido el universo de
estudio en cuatro grandes entornos o redes:
• Red hipertextual. Congrega todos los
formatos abiertos de carácter permanente,
que se consumen, esencialmente, mediante
lectura de hipertextos (contenidos textuales
enlazados): sitios web, medios online, blogs,
foros, etc. Es el entorno al que dan acceso
de modo preferente los grandes motores de
búsqueda generalista (Google, Bing, etc.). Para
este estudio, hemos seleccionado Google.
• Red multimedia. Se caracteriza por la naturaleza
de sus contenidos, basados en elementos gráficos
y audiovisuales de consumo secuencial (videos,
presentaciones, galerías, etc.). Los espacios que
canalizan el tráfico en este entorno son sitios
como Youtube, Flickr o Slideshare, entre otros.
Para este estudio hemos seleccionado Youtube.
• Red social. Se distingue por tratarse de un
entorno de comunicación cerrado, basado en
las relaciones interpersonales, cuyo principal

a) Universe:
In order to reflect the heterogeneity of the
analysed messages and in order to be able to use
coherent normalisation elements, we divided
the research universe into four big parts:
• Hypertextual network. Refers to all
permanently open formats that are used
above all for reading hypertexts (expanded
text content): websites, online media, blogs,
forums, etc. This format is usually accessed
through large search engines (Google,
Bing, etc.). For the purposes of this study
we have chosen to analyse Google.
• Multimedia network. This format is defined by
the nature of its content based on graphic and
audiovisual elements (videos, presentations,
picture galleries, etc.). The spaces that
channel the traffic in this environment are
websites like Youtube, Flickr or Slideshare,
among others. For the purposes of this study
we have chosen to analyse Youtube.
• Social network. This format is characterised
by a closed communication environment
based on interpersonal relations, whose

objetivo es mantener y facilitar el contacto
entre individuos con intereses comunes, y
no tanto la mera publicación de contenidos.
En este entorno, se sitúan servicios como
Facebook, Google+ o LinkedIn. Para este
estudio hemos seleccionado Facebook.
• Red de tiempo real. Se caracteriza por tratarse
de un entorno de comunicación interpersonal,
de interacción cerrada y publicación
abierta, basada en un intercambio ágil de
mensajes cortos y caducos. La aplicación más
representativa de este entorno es Twitter, que
es la que hemos seleccionado para este estudio.
b) Muestra
La selección de la muestra objeto de estudio
se ha realizado obteniendo una representación
adecuada de cada uno de los cuatro entornos
en que se ha dividido el universo analizado.
Para ello, se ha realizado una búsqueda
de los referentes objetos de estudio en los
buscadores de cada uno de esos espacios
paradigmáticos; ya que la operativa natural
de estos servicios de búsqueda hace que los
resultados se muestren por orden de relevancia,
ofreciéndonos de este modo los mensajes
más representativos en cada entorno.
Asimismo, se han realizado pruebas de elasticidad
para determinar el número de resultados a
analizar, es decir, la cantidad mínima de unidades
de análisis a partir de la cual las métricas
empiezan a converger. En concreto, se han
seleccionado 100 resultados en cada Red.
A su vez, se han establecido unos coeficientes
de ponderación del peso de cada entorno frente
al universo objeto de estudio, estimando su
importancia relativa en la comunicación pública
por Internet. De esta forma, a la Red hipertextual
(Google) le hemos asignado un peso del 50%, a
la Red multimedia (Youtube) y a la Red Social
(Facebook) el 20% en ambos casos, y un peso
del 10% a la Red en tiempo real (Twitter).
2. Variables de Análisis
El posicionamiento de las empresas en
Internet se ha fijado a través de dos variables
fundamentales: notoriedad y notabilidad.
Así, obteniendo unos índices adecuados que
reflejen cada variable, se puede representar el
posicionamiento de una empresa en Internet
en un plano cartesiano donde el eje de
abscisas corresponda a la notoriedad y el de
ordenadas, a la notabilidad o valoración.

or LinkedIn. For the purposes of this study
we have chosen to analyse Facebook.
• Real-time network. This format is
characterised by the interpersonal
communication environment with closed
interaction and open publication based
on rapid exchange of short and concise
messages. The most representative service
in this category is Twitter, which we chose
to analyse for the purposes of this study.
b) Sample
Selection of the sample for the research aimed
to achieve adequate representation of each
of the abovementioned four categories.
In order to do that, we used the search
engines of each of these spaces. The nature
of the search service offered by these
applications shows the results in the order
of their relevance, thus offering the most
representative messages in each category.
In the same way we held flexibility tests in
order to determine the number of results to
analyse, i.e. the minimum number of analysis
units, to which our metrics may apply. We
have chosen 100 results in each network.
We have established some coefficients by
assigning weight to each network category
of the study, estimating their relative
importance in public communication by
the Internet. More specifically we assigned
50% weight to Google, 20% to Youtube
and Facebook each, and 10% to Twitter.
2. Variables developed for the analysis
Positioning of companies on the Internet is
based on two key variables: awareness and
recognition. By developing adequate indices
that represent each variable it is possible to
represent a Company’s positioning on the
Internet as a point defined by the X axis
for awareness and Y axis for recognition.
a) Por notoriedad entendemos el grado
de conocimiento que manifiesta la
expresión de los contenidos publicados en
Internet sobre una determinada empresa.
Para construir un índice adecuado de

• Relevancia entendida como el nivel de
intensidad de la mención al referente objeto
de estudio en los mensajes analizados de
la muestra. Para analizar este indicador,
empleamos una escala de valoración entre 1
y 5, donde 1 es muy baja y 5 es muy alta. Los
analistas asignan un valor de la escala a cada
uno de los mensajes estudiados mediante
el análisis de la visibilidad del referente
en los principales elementos de contenido
(títulos, URLs, negritas, imágenes, etc.).
• Cualidad considerada como el sentido
de la opinión sobre el referente que se
transmite en los mensajes analizados de
la muestra, y en relación con los atributos
de la dimensión de la reputación que
correspondan. Para analizar este indicador,
empleamos una escala de valoración entre
1 y 7, donde 1 es muy en desacuerdo y 7 es
muy de acuerdo. Los analistas asignan un
valor de la escala a cada uno de los mensajes
estudiados mediante el análisis denotativo
y connotativo de su contenido integral
(títulos, cuerpo, comentarios, imágenes, etc).
• Autoridad definida como el potencial de
influencia que tiene la fuente que emite
el mensaje estudiado en la muestra.

about a company. In order to develop an
appropriate index for awareness we consider

b) By recognition (Notabilidad, Nb) we mean
an expression of evaluations (assessment)
made by Internet users about a company.
In order to develop an adequate index
for recognition we consider three basic
indicators: relevance, quality and authority.

• Relevance is understood as the intensity
of references to the object of study made
in the messages chosen for the sample.
In order to analyse this indicator we
are using a scale from 1 to 5, where 1 is
the lowest extreme and 5 is the highest
extreme. Analysts evaluate each of the
studied messages on this scale by analysing
the visibility of the object in the main
elements of the content (headlines,
URLs, bold font, images, etc.).
• Quality is understood as the meaning
of the opinion about the object of
study expressed in the messages that
are included in the sample and with
relation to the attributes of the reputation
dimensions that they correspond with.
In order to analyse this indicator we
are using an evaluation scale from 1 to
7, where 1 means “strongly disagree”
and 7 means “strongly agree”. Analysts
evaluate messages based on this
scale by analysing the meaning and
connotations (headline, body of the
message, comments, images, etc.).
• Authority is defined as the potential
influence that may be projected by the
message included in the sample.

Cada expresión se ha asignado a una de las siete
dimensiones en las que cabe descomponer la
reputación corporativa, de acuerdo con el modelo
propuesto por Charles J. Fombrun y Cees B.M.
Van Riel1
: la oferta de productos y servicios,
los resultados financieros, la innovación, el
ambiente de trabajo, la integridad, la calidad de
la gestión y el compromiso con la sociedad.
• Oferta: gestión satisfactoria de las
reclamaciones, satisfacción de las necesidades
del cliente, relación calidad-precio, calidad de
productos/servicios y buen trato al cliente.
• Trabajo: buen lugar para trabajar, buenos
empleados, pagar de forma justa, igualdad
de oportunidades, preocupación por
la salud/bienestar de empleados.
• Gobierno: comportamiento ético, uso
responsable del poder, información
abierta y transparente.
• Innovación: lanzamiento de productos y
servicios innovadores, fácil adaptación
al cambio, innovación empresarial.
• Liderazgo: liderazgo fuerte y respetado,
buena organización, visión clara de futuro.
• Ciudadanía: proteger el medio
ambiente, contribución positiva a la
sociedad, apoyo a causas sociales.
• Finanzas: potencial de crecimiento, generación
de beneficios y buenos resultados.
4. Stakeholders
A cada uno de los mensajes de la muestra
analizados en el estudio se le ha asignado
el grupo de interés que interviene en la
comunicación con el objetivo de conocer el
posicionamiento (notoriedad y notabilidad) que
juegan cada uno de ellos en Internet. De esta
manera, se han identificado ocho categorías o
grupos clave que señalamos a continuación:
• Opinión Pública: personas físicas o jurídicas
que se pronuncian sobre la marca sin
adscribirse claramente a ningún otro perfil.
• Clientes: personas físicas o jurídicas que
se refieren a la marca desde la dimensión
Oferta, en relación con la calidad y
el precio del producto o servicio.
3. Dimensions of the reputation
Each comment refers to one of the seven
dimensions that constitute corporate reputation
according to the model proposed by Charles
J. Fombrun and Cees Van B.M. Riel1
: the set
of products and services, financial results,
innovation, workplace, integrity, management
quality and commitment to society.
• Products and services: efficient claim
management, meeting the customer needs,
quality-price relationship, quality of
products/services, good customer service.
• Workplace: a good place to work,
good employees, fair remuneration,
equal opportunities, care about health
and wellbeing of the employees.
• Governance: ethical behaviour,
responsible use of power, open access
to information and transparency.
• Innovation: launch of innovative
products or services, easy adjustment
to changes, business innovations.
• Leadership: strong and respected leadership,
good organisation, clear vision of the future.
• Citizenship: protection of the
environment, positive contribution to
the society, support for social causes.
• Finance: growth potential, generation
of profit, good results.
4. Stakeholders
Each of the messages included in the sample was
associated with a certain group of stakeholders
which takes part in the communication, with an
objective to find out the positioning (awareness
and recognition) that is manifested by each
of these groups on the Internet. We identified
eight categories or groups presented below:
• Public Opinion: physical persons or
legal entities that express an opinion
about a brand without clear association
with any other category.
• Clients: physical or legal persons who refer
to brands from the viewpoint of the Products
and Servcies and express an opinion about
the quality or price of the product or service.
• Profesionales: colaboradores o competidores
del sector que se expresan sobre la marca
desde diferentes dimensiones de su reputación.
Si se identifican como trabajadores de la
empresa, se definen como Empleados.
• Inversores: personas físicas o jurídicas
que se manifiestan sobre la marca por
interés en su dimensión Finanzas. Si se
identifican como socios de la empresa,
se definen como Accionista.
• Periodistas: profesionales de los medios
de comunicación que opinan o informan
sobre la marca desde su dimensión Finanzas
(medios o secciones económicas), Oferta,
Liderazgo e Innovación (especializados),
Ciudadanía (generalistas/ locales) o
Gobierno (generalistas/ políticos).
• Instituciones Públicas: responsables de
los Poderes Públicos (persona física o
jurídica), que opinan o informan sobre
la marca desde sus competencias en las
diferentes dimensiones de su reputación.
• ONG, Sindicatos y Asociaciones: personas
físicas o jurídicas que ejercen una posición
crítica sobre diferentes dimensiones de
la reputación de la marca, por ejemplo:
Trabajo (sindicatos), Ciudadanía
(ONG), Gobierno (partidos), Oferta
(asociaciones consumidores), etc.
• Empresa: canales de portavocía
gestionados por la empresa.
5. Análisis
La información ha sido analizada por un
equipo de profesionales / analistas para la
correcta evaluación de la notabilidad y la
asignación de los contenidos a cada una de las
dimensiones de la reputación propuestas
por los profesores Charles J. Fombrun y
Cees B.M. Van Riel. Hemos descartado
hacer este trabajo de forma automatizada sin
el criterio de los profesionales / analistas.

about the brand with respect to the Finance
dimension (economic sections or mass
media), Products and Services, Leadership
and Innovation (specialised publications),
Citizenship (general/local mass media) or
Governance (general or political publications).
• Public Institutions: representatives of the
authorities (physical or legal persons) who
express opinions or inform others about the
brand based on their competencies and with
regard to different reputation dimensions.
• NGO, Trade Unions and Associations: physical
or legal persons whose criticism affects different
dimensions of the brand reputation, for
example Workplace (trade unions), Citizenship
(NGOs), Governance (parties), Products and
Services (associations of consumers), etc.
• Company: public relations channels
used by the company.

The information was analyzed by a team of
professionals / analysts for the correct evaluation
of the salience and the allocation of content to
each of the dimensions of reputation proposed
by lecturers Charles J. Fombrun and Cees
B.M. Van Riel. We have ruled out doing this
work in an automated manner without the
judgment of the professionals / analysts.

1. Posicionamiento por Sectores
Internet es un entorno todavía poco maduro
para la mayoría de las empresas referentes de los
distintos sectores empresariales. La mayoría de
los sectores empresariales analizados se sitúan en
medidas de notabilidad o valoración por debajo del
promedio, o escasamente por encima. Esto significa
que existen grandes oportunidades de mejora en el
posicionamiento empresarial, tanto en términos de
notoriedad como de valoración. Y oportunidades
de diferenciación por parte de las empresas con
respecto a los sectores a los que pertenecen.
Sólo las empresas de Distribución (El Corte
Inglés, Mercadona, Amazon e Inditex), de
forma destacada, y las de Telecomunicaciones
(Telefónica, Vodafone, Orange, Ono), a
bastante distancia, se sitúan claramente en
un cuadrante de expresión eficiente, como
las más conocidas y mejor valoradas.
Con apenas un 0,1% por encima del promedio,
los sectores de Banca (Bankinter, BBVA, Banco
Santander, Caixabank) y Alimentación (Danone,
Nestlé, Coca Cola, Leche Pascual) se mantienen
en posiciones de expresión suficiente y eficiente,
respectivamente, por muy poco margen.
Son las empresas de Hoteles (Meliá Hotels
International, Marriot, AC Hoteles, NH
Hoteles) las que se emplazan en un espacio
más cómodo, suficiente, con una valoración por
encima del promedio, y ante el reto de aumentar
su notoriedad para mejorar su posición. El resto
de los sectores se localizan en cuadrantes de
expresión insuficiente o deficiente. Por este
orden, son menos valoradas que el promedio las
empresas de: Infraestructuras de Transporte
(Adif, Puertos del Estado, AENA), Energéticas
(Repsol, Cepsa, BP, Shell), Eléctricas (Iberdrola,
Endesa, Eon, Gas Natural Fenosa), Agua (Agbar,
Canal de Isabel II), Mensajería y Paquetería
(Correos, MRW, DHL, Fedex) y Transporte
de Viajeros (Renfe, Iberia, Alsa, Spanair).
De todas ellas, sólo las Energéticas son
más conocidas y menos valoradas que el
promedio. Mientras que las empresas de
Transporte de Viajeros se sitúan a un paso
de alcanzar una expresión suficiente.
1. Positioning by sectors
Internet is not viewed as a mature
environment by most of the companies
working in different sectors. The majority of
the business sectors that have been analysed
are below average in terms of recognition or
evaluation, or just above the average. This
means that there are great opportunities
for improvement in business positioning
both in terms of awareness and evaluation
as well as differentiation opportunities in
the sector that they are involved in.
Only Retail (El Corte Inglés, Mercadona,
Amazon and Inditex) companies, followed
by Telecommunications companies
(Telefónica, Vodafone, Orange, Ono) are
clearly seen as well-known and valued.
The Banking (Bankinter, BBVA, Banco
Santander, Caixabank) and Food and Beverages
(Danone, Nestlé, Coca Cola, Leche Pascual)
sectors with only 0.1% above the average
achieved sufficient and efficient positions
respectively, although marginally so.
Hospitality enterprises (Meliá Hotels
International, Marriot, AC Hoteles, NH
Hoteles) are the ones that find themselves in
the most comfortable sufficient position, with
higher than average evaluation and facing the
challenge to increase awareness in order to
improve their position. References to the rest
of the sectors are insufficient or deficient. The
least valued companies are the ones working
in Transport Infrastructure (Adif, Puertos del
Estado, AENA), Oil and Gas (Repsol, Cepsa,
BP, Shell), Power Generation (Iberdrola,
Endesa, Eon, Gas Natural Fenosa), Water
Supplies (Agbar, Canal de Isabel II), Delivery
(Correos, MRW, DHL, Fedex) and Passenger
Transport (Renfe, Iberia, Alsa, Spanair).
Out of all these sectors, only Oil and
Gas are more well-known and less valued
than the average. While the Passenger
Transport companies are one step away
from reaching the level of sufficiency.

2. High-impact dimensions of
the corporate reputation
Awareness and evaluation of corporate
reputation’s Products and Services dimension is
the most relevant on the Internet. An in-depth
investigation held for the purposes of the present
Analysis clearly shows that companies pay a
lot of attention to this dimension in order to
improve evaluation by the stakeholders.
However, within this dimension, the attributes
that get better scores are the ones directly related
to the products and services proper (such as
“meeting customer needs” or “the quality of
products and services”), while those related to
customer service have sufficient positioning and
those related to the quality-price relationship or
claim management are insufficiently positioned.
The Innovation and Leadership dimensions
are the ones that result in more recognition
comments, as compared to the average; however,
they do not achieve the level of awareness that
would enable them to attain efficient positioning.
Comments related to the Citizenship dimension
allow it to achieve sufficient positioning,
although only marginally so (0,1%). When the
attributes of this dimension are observed (more
details will be presented below), it becomes
clear that attributes like “positive contribution
to the society” and “support for social causes”
related to social action help companies to reach
favourable positions; however, if we look at the

Internet. Profundizando en el Balance también
se aprecia claramente que esta es la dimensión

para mejorar la valoración de sus stakeholders.
No obstante, dentro de la oferta, los atributos
mejor valorados son los que están directamente
relacionados con el propio producto o servicio
(como la “satisfacción de las necesidades del

mientras los relacionados con el trato al cliente
tienen una posición suficiente y los relacionados
con la relación calidad-precio o la gestión de
reclamaciones ocupan una posición insuficiente.

The Governance, Workplace and Finance
dimensions found in the insufficient field,
are characterised with lower evaluation as
compared to the average and lower awareness
on the Internet. This is undoubtedly related
to the effect of the crisis on the comments
made about companies on the Internet.

La recesión económica se traslada a la
comunicación online entre los interlocutores
financieros afectando negativamente a los
atributos “generación de beneficios” y “buenos
resultados”. Las relaciones de la empresa con
la Administración, tensionadas por reformas e
intervenciones, se reproducen en expresiones
críticas sobre “uso responsable del poder”
y “comportamiento ético”. Mientras que
la destrucción de empleo se transforma en
materia de conversación desfavorable sobre los
atributos “preocupación por la salud/bienestar
de empleados” y “pagar de forma justa”.
The economic recession translates into online
communication, because conversations about
financial results negatively affect such attributes
as “profit generation” and “good results”.
The relationship between companies and the
government, strained due to reforms and state
intervention, are reflected in criticisms of
“responsible use of power” and “ethical behaviour”.
At the same time growing unemployment is
reflected in unfavourable comments related to
such attributes as “care about health and wellbeing
of the employees” and “fair remuneration”.

3. Main threats and opportunities
for the reputation
In accordance with this study, the five
attributes that represent major threats and
opportunities for the reputation of companies
on the Internet are transparency, responsible
use of power, the quality-price relationship
and protection of the environment.
The “open and transparent information” is the
most valued attribute in the comments about
companies on the Internet. In the Web 2.0, this
hyperconnected society, success is achieved by
those companies that are ready to open, share
information and take part in the dialogue.
On the other extreme we find the attribute with
the lowest evaluation result, namely “responsible
use of power”. In their comments on the Internet,
stakeholders of companies express their discontent
with lack of attention to expectations of the society.
On the other side of the board, we see the
“quality” and “quality-price” relationship.
This is the area of opportunities from the
viewpoints of the economy and competition, and
companies are exploring these opportunities.
3. Principales amenazas y
oportunidades para la reputación
De acuerdo con este estudio, los cinco atributos
que representan mayores amenazas u oportunidades
para la reputación de las empresas en Internet
son la transparencia, el uso responsable del
poder, el binomio calidad y relación calidad-
precio, y la protección del medio ambiente
La “información abierta y transparente” es
el atributo más notable en las expresiones
analizadas sobre las empresas en la Red. En la
Web 2.0, en esta sociedad hiperconectada, se
aprecia que las compañías se abran, compartan
información y participen en la conversación.
En el extremo opuesto, se sitúa el atributo
que peor valoración recibe, el del “uso
responsable del poder”. Los interlocutores
de las empresas en la Red castigan la falta de
sensibilidad a las expectativas de su entorno.
Por otro lado, encontramos el binomio
“calidad” y “calidad/precio”. Aquí se aprecia
un terreno de oportunidad, condicionado
por el entorno económico y competitivo, en
el que ya están trabajando las empresas.

4. The map of stakeholders and
its impact on the Internet
With regard to the stakeholders of companies on
the Internet, the results of the study show that
the channels of interaction that are the closest to
the company function efficiently. It makes sense
that companies and professionals of the sector
exchange comments characterised by awareness
and recognition above the average level.
Besides, according to the findings of the present
Analysis, effective channels include conventional
communication channels with the society,
i.e. communication via the mass media. An
in-depth investigation shows that statements
made in the mass media (information and
opinion) as well as those made by the company
itself, are the main subject of discussion in
the Public Opinion category on the Internet,
positioned as the most well-known interaction
agent in terms of reputation on the Internet.
In this sense, comments made by clients are
also quite numerous (awareness), but these
opinions tend to contain more negative
evaluations as compared to the media.
That’s why clients are the only stakeholder
group found in the field of deficiency.
Companies, therefore, should pay more
attention to this group of stakeholders
and focus on increasing the number of
favourable comments (recognition) given
the immense role (awareness) of this
stakeholder group in the new environment.
The stakeholder group that assigns second
best evaluation to the company after the
company itself is the worker or employee
of this company. However, this group does
not reach the level necessary for gaining the
position of efficiency in order to promote the
reputation of its own company. This is surely

En relación a los stakeholders de las empresas
en la Red, los resultados del estudio muestran
que los canales de interlocución más próximos
a la empresa funcionan de forma eficiente. Y
es que tiene sentido que las propias empresas
y los profesionales de su sector compartan
expresiones de notoriedad y valoración superior
al promedio de los demás interlocutores.
Además, y según los datos del Balance,
parecen funcionar los canales de comunicación
más convencionales con la sociedad, a
través de los periodistas. Profundizando
en los resultados, se advierte que tanto sus
expresiones (información y opinión) como las
de la propia empresa, son materia principal de
conversación de la Opinión Pública en la Red,
posicionado como el interlocutor más notorio
en términos de reputación en Internet.
En este sentido, las expresiones de los clientes
también son suficientemente numerosas
(notoriedad), pero, sin embargo, dichas opiniones
tienen una valoración más negativa en relación
a la media. Es así que los clientes se presentan
como el único stakeholder en el cuadrante
deficiente. Las empresas, por tanto, deberían
prestar especial atención a este grupo de interés
y focalizar sus acciones para elevar el número
de expresiones favorables (notabilidad) dado
el gran impacto (notoriedad) que este grupo
de interés tiene en este nuevo entorno.
El segundo stakeholder que mejor valoración
expresa de las empresas, después de la
propia empresa, es el trabajador o empleado

Special attention should be paid to various
social institutions, such as NGOs, trade unions,
associations, civil society groups, for they
are the agents that assign low evaluation to
companies and are characterised by increasing
visibility that constitutes an obvious risk for
the reputation of companies. These groups
and their demands should be closely watched,
and new communication channels should be
developed in order to improve the relationship.
Merecen especial atención diversas instituciones
sociales, como las ONG, los sindicatos, las
asociaciones y las organizaciones activistas,
que se posicionan como el interlocutor que
transmite peor valoración sobre las compañías,
y cuyo ascenso en notoriedad constituye

5. Positioning of companies
in the Internet
In terms of networks that have significant
impact on the reputation, it seems that
companies consider Facebook as the most
efficient environment for cultivating the
reputation. However, if we look for more details
in the study, we will see that social networks
mostly support the Products and Services
dimension of the corporate reputation and those
attributes that have promotional character.
Youtube is also an environment where companies
receive high evaluation results. However,
this channel is less popular than Facebook
or Google. The objective of belonging to the
multimedia network is usually circulation
of audio and video materials developed by
companies for the purposes of promotion.
The worst results are received by companies
in the Hypertextual context: search engines,
blogs, forums, websites, mass media resources,
news portals and other hypertextual
formats. In this environment we encounter
the highest awareness and the lowest
recognition as compared to the average.
The real-time network Twitter is where
companies receive the worst evaluation
results as compared to other formats.
5. Posicionamiento de las empresas
en las Redes
En relación con las principales redes de expresión
con impacto en la reputación parece que las
empresas han encontrado en Facebook el entorno
más eficiente para cultivar su reputación. Aunque,
si profundizamos en el estudio, encontramos
que la Red Social sirve principalmente a la
dimensión Oferta de su reputación corporativa
y en atributos de carácter promocional.
También Youtube es el entorno donde las
empresas reciben una mejor valoración,
aunque es un canal con menor notoriedad
que Facebook o Google. La participación de
las empresas en la Red Multimedia se centra
principalmente en la difusión de materiales
audiovisuales desarrollados por las propias
compañías con carácter promocional.
Donde las empresas reciben un peor tratamiento
es en la red Hipertextual: buscadores, blogs,
foros, sitios, medios, agregadores y demás
formatos hipertextuales. En esta red es donde
encontramos expresiones de mayor notoriedad y
peor valoración que el promedio de los entornos.
La Red de Tiempo Real, Twitter, es donde las
empresas son peor valoradas en comparación con
el resto de los entornos. Además, las críticas en
este entorno rara vez tiene como contrapartida
una comunicación eficiente de las compañías.

1. The crisis affects reputation of companies
on the Internet. Comments made in the
digital environment are a natural consequence
of the reality perceived by the users.
In this sense, it is clear that the most affected
dimensions in the current context are
Governance, Workplace and Finance. These
dimensions reflect the tensions between
companies and the state, the employees and
the financial market in the context of structural
reforms, job cuts and economic recession.
The most affected attributes of reputation
in this social context are the business
ethics and responsible use of power; those
that are related to care about wellbeing of
the employees and fair remuneration for
accomplished work; as well as those related
to generation of good results and profits.
This result is common for almost all sectors.
The only two sectors that are different
terms of evaluation are the Retail sector,
with such brands as Mercadona, Amazon,
El Corte Inglés and Inditex and the
Telecommunications sector with such brands
as Telefónica, Ono, Orange y Vodafone.
2. Companies accomplish their Marketing
and Communication activities but suspend
dialogue with the clients. Results of the
study show that companies strive to promote
their products and services on the Internet
in order to achieve a good evaluation result
for the attributes meeting customer needs
and quality of products and services.
Companies are also good at achieving
promotion and recognition of their
socially responsible activities on the
Internet by effective communication
of positive contribution to the society
and support for social causes.
1. La crisis pasa factura a la reputación de
las empresas en Internet. Las expresiones
en las Redes son lógica consecuencia de las
realidades que perciben sus interlocutores.
En este sentido, se entiende que las
dimensiones más afectadas, en el contexto
actual, sean Gobierno, Trabajo y Finanzas.
Aquí se reflejan las tensiones de las empresas
con la Administración, los trabajadores y
el mercado financiero, en una situación
de reformas estructurales, destrucción
de empleo y recesión económica.
Los atributos de reputación más afectados por
este contexto social son la ética empresarial
y el uso responsable del poder; los que atañen
a la preocupación por el bienestar de los
empleados y a una retribución justa de su
trabajo; así como los que se refieren a la
generación de buenos resultados y beneficios.
Este diagnóstico es general para casi todos
los sectores. Sólo se puede establecer una
clara distinción, en términos de valoración,
en el sector de la Distribución, con marcas
como Mercadona, Amazon, El Corte Inglés
e Inditex; y en segundo término, el de
Telecomunicaciones, con empresas como
Telefónica, Ono, Orange y Vodafone.
2. Las empresas hacen sus deberes en Marketing
y Comunicación, pero suspenden en el
diálogo con los clientes. Los resultados
del estudio indican que las empresas están
logrando dar a conocer en Internet su
oferta y lograr una buena valoración en los
atributos de satisfacción de las necesidades
del cliente y calidad de productos/servicios.
También, están consiguiendo que sus acciones
responsables sean propagadas y apreciadas en
las Redes, comunicando contribución positiva
a la sociedad y apoyo a causas sociales.
